Responsibilities & Context:

Key Responsibilities

  • Operational Oversight: Monitor real-time call volume and service levels to ensure KPIs (AHT, FCR, CSAT) are consistently met.

  • Team Development: Provide direct coaching and mentorship to Team Leaders and Agents; conduct regular performance reviews and identify training needs.

  • Quality Assurance: Conduct audits of calls and digital interactions to ensure compliance with company protocols and high-quality customer service.

  • Escalation Management: Handle complex customer complaints and internal disputes with professionalism and a solution-oriented mindset.

  • Data Reporting: Analyze daily/weekly performance data and prepare reports for senior leadership with actionable insights for improvement.

  • Workflow Optimization: Identify process bottlenecks and implement strategies to improve departmental efficiency.
