Responsibilities & Context: Key Responsibilities
Operational Oversight: Monitor real-time call volume and service levels to ensure KPIs (AHT, FCR, CSAT) are consistently met.
Team Development: Provide direct coaching and mentorship to Team Leaders and Agents; conduct regular performance reviews and identify training needs.
Quality Assurance: Conduct audits of calls and digital interactions to ensure compliance with company protocols and high-quality customer service.
Escalation Management: Handle complex customer complaints and internal disputes with professionalism and a solution-oriented mindset.
Data Reporting: Analyze daily/weekly performance data and prepare reports for senior leadership with actionable insights for improvement.
Workflow Optimization: Identify process bottlenecks and implement strategies to improve departmental efficiency.
